# Unique Research | How Generative AI Empowers Customer Service (Long Read)

_Unique Research · Insight / Long Read · September 27, 2024 · Author: Qiuping_

2024: GenAI is remaking contact centers. Deloitte 2023 digital research: **4/5** customers expect brands to recognize them and know needs/interests/preferences; **2/3** expect anticipation. CS leaders must clear rising commercial bars _and_ those expectations. Future CS = hyper-efficient digital ops + deep personalization — movers win; hesitators get selected out.

## Brief history of AI CS

1960s concept, little substance. 1980s telecom → IVR (prerecorded/synthetic routing). 1990s–2000s web → rule-based chatbots (always-on digital start). NLP let users describe issues in language. ML brought learn-from-experience without explicit programming. 2010s: predictive analytics + sentiment for proactive, empathetic support. 2020s GenAI: create new text/speech/visuals — chatbots/voice agents unbound from fixed scripts, generating contextual replies and learning from interaction streams.

## Three industry trends (McKinsey 2022 Customer Care)

160+ leaders: next 12–24 months priorities — retain/grow top CS talent; simplify CX to cut volume/cost; build advanced digital care + analytics ecosystems.

**1\. Inflection point:** rising volume + complexity vs hiring/skilling; digital vs offline boundaries blur; vs 2019, leaders care more about CX, fewer contacts, AI assist, and revenue in service calls.

**2\. Talent scarcity:** **61%** see rising call volume (more contacts + larger base); **58%** expect worse in 18 months. Attrition above pre-pandemic; ~half of managers saw churn rise last year — poaching **58%**, plus burnout, dissatisfaction, no promotion, work–life imbalance. New hires: **41%** need 3–6 months to full productivity; **20%** >6 months.

**3\. Omnichannel personalization:** **71%** of customers use multiple channels; B2B buyers ~10 channels, consumers ~8. **77%** of firms have digital platforms but only **10%** say they are scaled and customer-accepted; average digital automation rate ~**20%**.

## How GenAI lifts CS (BCG)

Nacho Hafner (BCG): GenAI’s largest transformation opportunity is customer service. ~**70%** of currently human-managed CS touchpoints can be automated or fully automated via GenAI chatbots / conversational IVR.

**Maturity stages (CN labels Phase 3–5):** (3) reactive AI on rising complexity, human-like tone/speed; (4) AI handles most queries; shift reactive→proactive; predictive analytics decide _what_ to send, GenAI delivers human-like personalized _how_; less human oversight as trust rises; (5) AI across nearly all journeys; personalized service bots as personal assistants with full relationship view; GenAI talking to other enterprise systems for lifecycle context.

## Seven innovative application scenes

1. **Auto-generate customer replies** — e.g. Salesforce Service Cloud Einstein: understand inquiry; pull web/KB/CRM/DB; draft; agent edit/send.
2. **Automate after-call work** — extract summary/codes into CRM; seconds saved per call compound.
3. **Insights from feedback** — LLMs structure surveys, call logs, reviews into trend overviews.
4. **Intent analysis** — route and prioritize from what the customer actually wants.
5. **Auto QA on conversations** — “virtual evaluators” score at scale, cut bias, watch compliance.
6. **Smart call routing** — match skill/context in real time.
7. **Stronger auto-scheduling** — predictive, real-time adjust, personalized shifts, skill match, compliance, continuous learning.

## Case metrics

**Photobucket** + AI agents 24×7: first-resolve −17%; first-reply −14%; CSAT +3%.

**Planet Fitness** — AI personalized replies; faster, more consistent CS response (detail charts in CN images).

**Lulus** — AI-optimized CS scheduling strategy (volume/skill matching; charts in package).

## Representative vendors (CN map)

**Overseas:** Zendesk; Bland AI; Intercom; Tidio; Ada; Kore.ai.

**China:** Shuli Hangjian (数里行间); Yunfu Intelligence (云蝠智能); Zhichi Tech (智齿科技); Tianrun Rongtong (天润融通).

## Limits & remedies

**C1 — static training data → wrong info:** Retrieval-Augmented Generation (RAG).

**C2 — hallucinations / unsafe answers:** custom filters.

**C3 — shallow solutions limiting interaction depth:** proactive intelligent service.

**C4 — hard to measure impact under LLM uncertainty:** track Automatic Resolution rate (AR).

## Close

GenAI CS is not “add a bot” — it is redesigning the care org around automation where volume/complexity already break hiring, while keeping human judgment where trust and edge cases live. Firms that wire RAG, filters, proactive service, and AR measurement into the operating system will convert the 70% touchpoint opportunity into durable CX and cost advantage.
